Support metric guide
Measure self-service success
Measure whether a help centre helps customers complete tasks, using search, feedback and ticket demand without mistaking views for solved issues.

Define the customer task and what a successful outcome looks like.
Treat self-service ratios as directional, not proof of ticket deflection.
Read failed searches and post-article tickets to find content gaps.

Test whether the intended plan shows searches with no results, article feedback, tickets created after search and content ownership—not only article views.

Self-service succeeds when a customer can finish a task or answer a question confidently without waiting for an agent. A help-centre visit, search result click or chatbot conversation may be part of that journey, but none proves the issue was solved. The measurement design should follow the task and preserve an easy route to human support.
Zendesk describes a self-service score based on help-centre sessions divided by users who submit tickets in the same period. That can show adoption over time. It does not establish that a particular article prevented a particular ticket, and it can change when traffic or ticket routing changes. Use it as one directional signal, not a claimed deflection total.
Define a success event for each task
For a password reset, success may be completing the reset and not immediately contacting support for the same problem. For a returns policy, success may be starting the correct return path and understanding the next step. For a troubleshooting article, success may be an explicit “this solved it” response plus no same-topic contact within an agreed observation window. The signals vary; write them down before interpreting results.
Where you cannot observe task completion, state the limitation. An article's helpful vote is useful feedback from a self-selected subset, not a verified completion rate. A customer may leave the page because the answer was obvious or because it was missing. Treat exit and bounce data as prompts for investigation, not verdicts.
Build a practical measurement set
Track search volume and terms, searches with no results, searches with no clicks, article views, helpful and unhelpful votes, and tickets created after a search. Zendesk's Knowledge dashboard includes search and self-service views; availability depends on the product setup. If your tool cannot connect the search to a later ticket, sample conversations and ask customers how they tried to help themselves.
Then track the ticket reason you hope to reduce, ideally relative to the relevant customer or transaction volume. If order-status contacts fall while orders grow, that is promising; still check whether tracking accuracy and delivery outcomes improved. If tickets fall after a contact link is hidden, do not call that success without a task-outcome check. The deflection workflow covers the intervention side.
Diagnose failed journeys
Read searches with no results and map customer wording to article titles, synonyms and content gaps. Read tickets created after an article visit: was the answer incomplete, out of date, inaccessible, too generic or simply not applicable? Check mobile rendering and whether the steps match the current product interface. If the answer requires account-specific judgement, a clear handoff may be the right self-service outcome.
Choose one high-volume, low-risk topic, improve the article and compare a stable before-and-after period. Note launches, incidents and seasonality. Review the sample of resulting tickets for quality, not only volume. The content audit helps keep the answer trustworthy after publication.
For example, a delivery-status article might get twice as many views after a prominent link is added. That is not success on its own. Check whether customers can see an accurate tracking stage, whether “where is my order?” contacts per shipment fall for comparable orders, and whether missing-parcel escalations still reach an agent quickly. If contacts fall but complaints rise, the apparent deflection may be a harder route to help rather than a better answer.
Product checks
Zendesk, Freshdesk and Zoho Desk provide knowledge-base paths, while HelpDesk may fit a smaller support setup; exact analytics differ by edition. Ask each finalist to show no-result search terms, article feedback and a customer-to-agent handoff in the plan you would actually purchase. If the reporting is limited, keep a simple manual sample. A smaller reliable measure is better than a sophisticated “deflection” claim you cannot validate.

Frequently asked questions
Questions readers ask before choosing
What is a self-service success rate?
Define it for a specific task, such as the share of users who confirm completion without needing human help within a chosen window. State the observation method and avoid claiming success from a page view alone.
Is a rising help-centre view count good?
It can mean better discovery, higher demand or a confusing problem that requires repeated visits. Pair views with search outcomes, feedback, task completion and contact reasons.
What is the self-service ratio?
One common ratio compares help-centre sessions with users who submit support tickets in the same period. It is a directional adoption measure, not a precise count of tickets prevented.
Should the contact option be hidden to improve deflection?
No. Make human help easy to find when the content does not fit. Hiding contact can reduce measured tickets while leaving customers unresolved.
