Software choices to model for a peak

Compare the cost of extra seats, ticket-volume allowances, automation usage and the specific channels customers will use during the campaign. Test the whole peak bill, not the quiet-month entry price.

Best for Shopify operations

Gorgias

Best for: Online shops that need order context and ecommerce actions inside support conversations

Unlike per-seat tools, Gorgias prices its help desk by billable ticket volume. Its strongest case is the depth of its Shopify and ecommerce workflow integrations.

Useful strengths

  • Deep Shopify order context and actions
  • Costs scale by tickets rather than only by agent seats

Watch for

  • Overages and AI resolutions need modelling
  • Entry plan is email-only and has limited operations features
  • 7-day trial
  • Shopify-focused
  • Ticket-volume pricing
Best all-round ticketing

Freshdesk

Best for: Growing teams that need proper ticketing, self-service, automation and reporting

A broad email-first help desk with ticketing, a shared inbox, a customer portal, knowledge base and out-of-the-box reporting on its entry paid plan.

The busiest support week is rarely just a scaled-up normal week. Promotions create pre-purchase questions, stockouts, address changes, split shipments, late carriers and a later wave of returns. A help desk that feels comfortable in a quiet month can fail when several teams must act on the same order. The software choice matters, but preparation and operating rules matter more.

Shopify's seasonal-sales guidance explicitly brings customer experience and order processing into promotion planning. Support should be in that meeting before the offer goes live. This page explains what to test in a platform and how to run it through a peak without making customers repeat themselves.

Forecast demand as scenarios

Take a comparable period and calculate contacts per hundred orders, split by pre-purchase, fulfilment, delivery, return and complaint. Do not assume that doubling orders will only double support. A fulfilment delay or unclear promotion terms can sharply change the contact rate. Build a quiet, expected and stressed scenario. Include chat, social and marketplace messages if customers use them, not only email tickets.

Price each shortlisted product at the stressed scenario. Gorgias' ticket-volume model needs a peak allowance and overage check; per-agent products need the extra temporary seats and any minimum term. Also model AI resolution, messaging or integration usage where relevant. A cheap base tier that excludes the necessary store integration or reporting is not a realistic comparison. Keep enough budget for human coverage of exceptions.

Build a simple peak queue

Use a small set of contact reasons and urgency rules. “Order already in transit” is not automatically more urgent than “address change before dispatch”; the latter may have a brief window for action. Prioritise cases that become impossible to fix if delayed, such as cancellation before fulfilment, delivery to a wrong address and damaged goods needed for an event. Put complaints and payment problems into a reviewed lane.

Every ticket needs one owner and a next action. Avoid a generic “waiting” state that conceals whether the team is waiting for a customer, carrier, warehouse or refund approver. Daily sweeps should surface aged tickets and cases with no reply after an internal handoff. A queue that looks empty because agents close tickets while waiting for a parcel is not under control.

Prepare temporary staff safely

Create a short training set from real examples: one ordinary tracking question, one ambiguous order match, one partial return, one angry customer and one suspected missing parcel. Give cover staff tested macros and a clear path to a senior agent. Restrict refunds, cancellations, exports and sensitive data views to people who genuinely need them. Review access at the end of the period and remove temporary roles.

Run a rehearsal in the actual system. Check how a temporary agent finds a Shopify order, sees another agent's note, asks the warehouse for help and hands off without changing the customer-facing sender identity. Test on a phone if staff will provide emergency cover remotely.

Update information before automation

Publish current dispatch cut-offs, delivery expectations, return rules and contact hours. Check the order status page and carrier links. A bot repeating outdated dates during a seasonal delay makes demand worse. Prepare status-specific WISMO replies and leave an obvious human route for missing, damaged or time-critical orders.

Do not switch on every available automation at once. Start with safe routing, acknowledgement and duplicate detection. Monitor misroutes daily. If a promotion creates a new contact reason, adjust the queue and help content, then update macros. Treat a rising “other” category as a signal that the taxonomy is missing a real issue.

Watch the live operation

During the campaign, review new tickets, first response, open tickets by age and owner, repeated contacts and warehouse or carrier exceptions at a fixed time each day. Compare them with order count and fulfilment delays. A slower reply time may be acceptable if a team is resolving higher-risk cases properly, but unexplained ageing is not. Sample actual conversations to check tone and correct order matching.

After the peak, keep the data. Identify which issue created the most avoidable contacts, which staff permissions were too broad, and which vendor charges surprised you. Feed those findings into the next promotion, rather than buying a larger help desk without fixing the upstream problem.

Frequently asked questions

Questions readers ask before choosing

When should a retailer prepare its help desk for a sales peak?

Prepare before promotions are announced. Allow time to review policies, update tracking and help content, train cover staff and run sample tickets through the actual queue.

Is ticket-volume pricing good for seasonal ecommerce?

It can fit quiet months, but a peak may create overages. Model several order and contact-rate scenarios against per-seat alternatives, including AI or automation charges.

Should temporary agents be able to issue refunds?

Usually start them with narrower read and reply permissions. Give a trained authorised group responsibility for financial actions and document escalation for urgent cases.

What should a peak-season dashboard show?

Show incoming demand, open and aged tickets, first-response performance, repeat contacts and exception queues by reason, compared with order volume. A simple daily operational view is more useful than a large quarterly report.
